My wife ordered two pizzas, and when she got home we realized that one of them was incorrect. She called the store and the employee told her to come back and pick up the correct pizza and that she did not need to bring the original one back.
When she arrived at the store, however, the manager told the employee that she needed to bring the original pizza back in order to receive the replacement. This created confusion because the instructions given over the phone were completely different. My wife called me, and I went to the store with what remained of the pizza.
I explained to the manager that when a mistake happens and the employee has already given the customer clear instructions, the best approach is usually to honor it and resolve the issue quickly. The manager stated that he was simply following policy.
At that point I left the remaining pizza there and told him to keep it. Unfortunately, the situation had already ruined our dinner plans.
We ended up going to Papa John’s instead. Interestingly, while ordering there, their system had an issue and I couldn’t pay with my phone. The employee told us to take the pizza home and simply come back later with our credit card to pay. That small gesture of trust made a big impression and showed what great customer service looks like.
Mistakes happen in every business, but how they are handled is what defines the customer experience. I hope the ownership team reviews situations like this and considers empowering managers to resolve simple issues in a more customer-focused way.
